Most ecommerce support tickets are about one of four things: where is my order, can I change it, can I return it, and does this product do the thing I need. That is the lens worth applying to this decision, because it explains why the smaller product often wins.
What Gorgias does that matters
Order context in the ticket. The agent sees the order, the fulfilment status, the tracking and the customer history without leaving the conversation — and can refund, cancel or duplicate an order from inside it. For the four ticket types above, this is most of the job.
Automation that uses Shopify data. "Where is my order" can be answered automatically with real tracking, not a templated apology.
Revenue attribution. It reports on support-attributed revenue. Imperfect, but it reframes support as something other than a cost centre, which matters when you are arguing for headcount.
What Zendesk does that Gorgias does not
Scale and process. Complex routing, SLAs, multiple brands, a large agent roster, real workforce management. If you run a support organisation rather than a support inbox, this is the difference.
Breadth of integration. Zendesk connects to essentially everything. If support has to touch systems beyond the store, that matters.
A genuine knowledge base. Zendesk Guide is a mature self-service product. Gorgias has improved here but is not equivalent.

The pricing models differ in a way that decides it for some brands. Gorgias charges on ticket volume, Zendesk per agent. A small team handling high volume pays more on Gorgias; a large team handling modest volume pays more on Zendesk. Model your actual numbers before reading any feature list.
The thing that reduces tickets more than either app
Roughly half of "where is my order" tickets exist because the store never set an expectation. No delivery estimate on the product page, no clear dispatch window, no proactive shipping notification.
Fixing that on the product page removes tickets permanently, at no monthly cost. We would do that before changing helpdesk.
